First response time is useful, but on its own it can reward quick and incomplete answers. A balanced scorecard combines speed, resolution quality, and customer experience. Track first response, total resolution time, first-contact resolution, reopened conversations, customer satisfaction, customer effort, and the age of the queue.

Review these measures by channel, topic, and customer journey. A healthy overall average can hide a product line that consistently waits too long. Segmentation reveals where a routing, content, or staffing change can have a real effect.

Give every metric an owner, a target, and a decision it is meant to support. A dashboard becomes valuable when it triggers an experiment: clearer guidance, better routing, or the right coverage during a predictable peak.
